With recent technological advancements, chatbots have been widely employed across industries to handle order processing, product recommendations, and customer support; however, consumers often prefer interactions resembling human communication. To determine and evaluate the impact of anthropomorphic chracteristics in chatbots, this study investigates the impact of various anthropomorphic characteristics (specifally, form and behavioral realism) on customer behavior through a real-world field experiment setting based on two-month campaign for a Japanese cosmetics e-commerce platform. While previous studies have explored the impact of form and behavioral realism, primarily through lab experiments, this is the first study to analyze combinations between these aspects in a field experiment setting. This study uses a 2 × 2 framework of form realism (human-like vs. cartoonish appearance) and behavioral realism (warmth vs. competence response styles) to compare the four experimental chatbots to analyze their effects on purchasing behavior while considering the influence of varying consumption patterns (one-time and subscription orders) and consumer loyalty. We find that chatbots with low form realism (cartoonish appearance) and high behavioral realism (warm response style) significantly increase subscription purchase intentions, particularly among less loyal customers. Conversely, high-competence chatbots prove to be more effective for one-time purchases. Additionally, a diminishing effect of novelty is observed over time for those making one-time purchases but not for those purchasing subscriptions. The study’s findings provide empirical insights and a reference for tailoring chatbot anthropomorphism to customers’ loyalty and order type to optimize performance and encourage customers’ purchase intention.
